Handling an Accessibility Accommodation Request With Care

A customer may need captions, a relay service, a larger-text document, keyboard-friendly instructions, or a different channel. The best opening is not a diagnosis. It is a practical question about what would make the current task accessible.
Start with a verified request
Record only what is needed to deliver the requested accommodation. Do not ask for medical proof unless a documented and lawful process requires it. Confirm the preferred format or channel, urgency, and whether the preference may be saved on the account.
Follow the operational evidence
If the agent cannot provide the format directly, keep ownership while coordinating with the accessibility or document owner. Give the customer a clear checkpoint. Do not send them through repeated transfers or force a voice call when another approved route works.
Close the loop
Check the result with the customer in the requested channel. Store reusable preferences only with the proper notice and access controls. Treat a failed accessible document as a service incident that needs correction, not as customer error.
Learn from the queue
Review request completion, transfer count, wait time, and recurring inaccessible assets. Customer Care Staff can support accessible operations, while the client remains responsible for product accessibility, legal review, and remediation priorities.
A short quality check
Before closing the case, confirm that the request is correctly classified, the evidence source is named, the decision came from an authorized owner, and the next customer checkpoint is clear.
