Restoring Access to a Purchased Digital Download

A customer can complete payment yet miss the download because an email was filtered, a token expired, the account used a different address, or the entitlement service failed. Support should identify which link in the chain broke.

Start with a verified request

Authenticate the customer and match the order, product, account, payment state, and entitlement record. Do not ask for account passwords. Treat screenshots as supporting context, not proof of purchase when the commerce record is available.

Follow the operational evidence

Check whether the file is licensed for a limited number of devices or downloads. Reissue a link only through the approved system, and avoid attaching copyrighted or sensitive files directly from an agent mailbox. Route entitlement mismatches to the product owner.

Close the loop

Confirm that the customer can open the authorized delivery page. If format or accessibility blocks use, follow the approved accommodation path. Record link regeneration, entitlement changes, and any security signal without exposing the token.

Learn from the queue

Track failures by delivery event, email domain, token state, product, and release. A spike can reveal a broken integration faster than isolated ticket handling. The client controls licensing and product access; Customer Care Staff can manage verification and recovery.

A short quality check

Before closing the case, confirm that the request is correctly classified, the evidence source is named, the decision came from an authorized owner, and the next customer checkpoint is clear. Sample completed and reopened cases together. That keeps the team from judging quality only by work that was easy to close.
