Follow the case past the handoff

An escalation can be routed correctly and still fail later. Review whether the specialist understood the requested decision, whether the original agent kept ownership where required, and whether the customer received a meaningful checkpoint. Stop the audit only when the documented commitment is complete or clearly transferred.

Judge the parts each team controlled

Score routing against the information available at the time. Review the specialist response against the authority and evidence they held. A denied exception is not automatically a support failure, while a silent delay can be one even when the final decision is correct.

Repair one recurring break

Group findings by missing context, unclear authority, queue delay, or absent follow-up. Choose a fix with a named owner and test it on the next sample. Keep individual coaching separate from system and policy changes.
