Identify the relevant event date

The current policy is not always the policy that governs an older purchase, renewal, or claim. Capture the relevant event and jurisdiction before selecting guidance. The knowledge article should show its owner, effective date, version, and superseded version.

Explain the rule in customer language

Agents need the decision and its reason, not a wall of internal policy text. Provide an approved explanation, allowed exceptions, and an escalation path. If the case falls between versions, pause the decision and ask the policy owner.

Audit version errors

Sample cases after important policy changes. Look for stale macros, bookmarks, training screenshots, and search results. Measure corrections and customer recontacts, then fix the source rather than blaming individual agents for a confusing library.
