Recovering From a Customer Identity Check Failure

A failed check can reflect stale contact data, accessibility barriers, a system problem, or an unauthorized attempt. Tell the customer that verification was not completed without revealing which answer or signal failed.
Route recovery safely
Confirm the requested action and choose an approved alternative that matches its risk. A balance inquiry and an account takeover concern may require different controls. Never ask for passwords, full payment card numbers, or identity documents through an unapproved channel.
If no recovery path succeeds, preserve the account, explain the next review step, and route the evidence to the security owner. Record the method attempted and outcome without copying sensitive values into free-text notes.
